The True Story of How HotStar Broke a World-Record–Thanks to Firebase and Google BigQuery
Hotstar, India’s largest video streaming platform with 150 million monthly active users around the world, provides live-streaming of TV shows, movies, sports, and news on the go.
By using a combination of Firebase products together, Hotstar safely rolled out new features to its watch screen during a major live-streaming event without disrupting users, sacrificing stability, or releasing a new build. They also used Firebase with BigQuery to analyze their event data and reduce app startup time.
“We have an ambitious mission, but our engineering team is only a fraction of the size of most of our competitors. But we are still keeping up, and we are doing it with the help of Firebase,” says Ayushi Gupta, Android Engineer, Hotstar.
Candidate360: Google Cloud and Deloitte Product Improves Universities’ Enrollment and Admission Processes

Given the May 1 deadline for students to enroll, colleges and universities have been carefully watching the numbers of students who put down deposits and commit to a school. Like nearly every other sector in the U.S., colleges and universities have been hit hard by the pandemic and economic downturn, making enrollment numbers more important than ever to maintain financial health and meet student body goals. Technology and AI-based models are providing a way for institutions to manage their admissions data efficiently and cost-effectively.
For example, an admissions officer may want to offset drops in international or out-of-state enrollment by attracting local talent so they can achieve their target class profile. Additionally, institutions have sought to increase the availability and access of higher ed and are intentionally recruiting more low-income and underrepresented populations. New technologies allow admissions officers to have a stronger grasp of the incoming class’ details. With the press of a button, users can switch between overall, in-state, out-of-state, and international enrollment figures. The “How Do Regions Compare to Last Year” tile lets users view the percentage of change and the total number of candidates by region, comparing 2020 and 2021 side-by-side. With access to data, regional recruiters can focus on individual candidates and develop a plan to change the numbers.
An innovative enrollment strategy at MSU
Michigan State University was looking to improve how they managed the recruiting process. They implemented an enrollment strategy that saw their out-of-state enrollment increase by over 20% and generate $5M in additional net tuition revenue in a single year. “We knew we needed better real-time and predictive insights about our enrollment pipeline, and we understood the value of bringing in external data on prospects, but we couldn’t do that by ourselves.
The solution really helped us be innovative with our analytics and improve our enrollment outcomes,” said someone close to the project at Michigan State University.
Data-driven insights support informed enrollment decisions
Student admissions and marketing groups are turning to Google Cloud and Deloitte to help support their enrollment decisions with predictive, actionable insights across recruiting and admissions processes. The partnership resulted in Candidate360, a solution that helps institutions process and analyze large amounts of data and develop meaningful insights to support their enrollment goals and mission. Part of Google’s Student Success Services offerings, Candidate360 uses artificial intelligence and predictive analytics to help higher education institutions improve enrollment and matriculation, as well as optimize financial aid decisions.
With nine AI/ML models, Candidate360’s capabilities help university leaders, enrollment teams and recruiters do things like:
- Identify regions with clusters of candidates or see dips in application numbers
- Deploy marketing resources and admissions staff to the right geographic areas
- Understand applicants’ needs in terms of academics, safety, and social activities
- Make intelligent financial aid decisions to recruit and retain talented students from underrepresented communities
- Respond faster to the students who are most likely to be accepted and then go on to enroll, stay enrolled, and graduate
- Work towards the ideal class composition and increase competitiveness with peer institutions

CCAI Platform goes GA: Deliver World-class CX and Accelerating Time-to-value with AI

Customers reach out to contact centers for help in moments of urgent need, but due to increasing demands, new channels, peak times, and operational pressures, contact centers often struggle to provide timely help. To bridge this gap, enterprises are increasingly investing in AI-driven solutions that balance addressing customer expectations with operational efficiency.
But building and generating value from such solutions can be complicated and challenging. Google Cloud built Contact Center AI (CCAI) to streamline and shorten this time to value, and CCAI Platform, our newest addition, takes a crucial step in this effort by introducing end-to-end call center capabilities. After debuting these new capabilities in March, we are excited to announce that CCAI Platform is now generally available across the US, Canada, UK, Germany, France, Italy and Spain—with more markets soon to come.
Delivering world-class customer experiences and accelerating time-to-value with CCAI
CCAI encompasses a comprehensive set of offerings to address the top pain points of the three main user groups in the contact center: contact center owners, their agents, and the customers they serve.
Dialogflow lets the contact center manager scale their operations while balancing cost and customer satisfaction, including reducing painful, long waiting times endured by end users. Using Dialogflow, contact center managers can build complex chat and voice virtual agents—a proven, cost-effective way to scale contact centers while continuing to provide great customer experiences. Available 24/7, without any waiting queue, these virtual agents can converse naturally with customers, identify their issues, and address them effectively.
Agent Assist reduces overall handling time and coaches human agents to become more effective and helpful. The service uses AI to “listen” to the voice and chat conversations between the human representative and the customer, then provides real-time guidance and recommendations to the agent, based on historical conversations, knowledge bases, and best practices of experienced agents. It also automates post-call actions such as transcription and call summarization, saving significant time and overhead at the end of every call.
CCAI Insights stores and analyzes all the customer conversations in the contact center, whether with human or virtual agents, to provide leaders with real-time, actionable data points on customer queries, agent performance, sentiment trends, and opportunities for automation.
At the heart of these technologies is our conversational AI brain. It uses Google Research’s technology to talk, understand, and interact, enabling and orchestrating high-quality conversational experiences at scale.
CCAI Platform: a modern CCaaS and the shortest path to CCAI value
While the value of the CCAI offerings is clear to our customers, we also hear from them that integrating these solutions with legacy infrastructure takes too long.
To minimize these integration difficulties, accelerate time-to-value using the CCAI offerings, and help businesses provide outstanding customer experiences, we’re pleased to announce the general availability of CCAI Platform, the Contact Center as a Service (CCaaS) solution from Google Cloud built in partnership with UJET.
CCAI Platform is a modern, turnkey Contact Center as a service solution, designed with user-first, AI-first, and mobile-first principles. It offers:
- Turnkey core Contact Center capabilities out-of-the-box, for faster time to production, lower implementation overhead, and custom development needed
- AI-powered experiences, from routing to better handling customer interactions
- Deep integration with CCAI’s offerings, to provide a unified end-to-end experience for contact center transformation
- Mobile-first design that enables interactions in line with the way people expect to communicate across channels
- CRM-centered design with automated updates, so agents can focus on the customer
- Deployment flexibility, with customer data residing in their CRM and the flexibility to bring their own telephony carrier to minimize cost
All of this is available without the typical need to integrate complex technologies from multiple providers.

The Contact Center conversation is just beginning
This launch is part of a broader effort to deliver more value, faster, to more CCAI customers. As companies replace interactive voice response (IVR) with intelligent virtual agents (IVA) and begin to collect and analyze data, use cases are likely to grow more sophisticated—which is one reason Google Cloud is continuing to invest in technologies to make our CCAI offerings even more useful, as well as best practices like the following:
- CCAI Agent Assist and Insights are a great first step in AI transformation. They let contact center owners enable call transcription and use Topic Modeling to identify conversation themes that demand attention. Human agents can automatically generate high-quality conversation summaries to reduce call wrap-up time, and the associated costs, while improving business insights. We are working to make these features available both in CCAI Platform and with our partner ISVs.
- Chat and call steering are the first step for IVA automation. Another area of broad impact is conversational chat or call steering, in which friction is reduced by routing customers to the correct virtual or live agent experience. Many call centers rely on IVR systems in which customers have to use a keypad to select an option. Enterprise leaders tell us that attrition is very high throughout this process: some customers angrily hang up without resolution and, just as bad, many simply pound a single key in hopes of reaching a human agent, leading to the customer reaching the wrong person because their issue was never correctly identified or routed. Using Dialogflow’s natural language understanding (NLU) capabilities can sweep away such problems, with the customer more likely to not only reach the appropriate resources, but also share conversational data from which insights can be gleaned. It’s an approach that can pay dividends right away, and a quick first step to IVA automation.
In coming months, we will continue to work on these and other capabilities that are targeted to deliver higher and quicker value to our customers. We plan to release pre-built components to help companies tackle call center use cases in specific industries, for example. We’ll also continue to partner with companies that share our vision of transforming customer experiences with AI, such as TTEC, a provider of customer experience technology and software.

In 2022, Google Cloud delivered cutting-edge conversational AI technologies with many launches to our Conversational AI API portfolio. Together, these enabled developers to leverage Google’s technologies to power their applications with our end-to-end Contact Center AI (CCAI) suite, designed to solve the needs of Customer Experience (CX) and contact center leaders.
Google Cloud’s Conversational AI APIs include pre-trained models for Speech to Text, Text to Speech and Natural Language Understanding. This conversational AI core leverages Google Research’s technology for speech, understanding and interaction, enabling and orchestrating high-quality conversational experiences at scale.
With Contact Center AI, organizations see improved customer satisfaction, higher agent productivity and reduced costs through increased agent efficiency. By focusing on user needs, Google Cloud provides comprehensive and integrated solutions that are ready for the enterprise. CCAI encompasses a comprehensive set of offerings to address the needs of the contact center.
In 2022, we launched Contact Center AI Platform, our AI-first, mobile-first, user-first contact center as a service (CCaaS), providing AI-powered experiences, CRM-centered design and deployment flexibility in a single platform without the need for multiple providers. Contact Center AI Platform auto-scales on the backend, with capacity for up to 100k concurrent users on a single tenant. It also offers multi-provider voice resiliency with global low-latency routing for best possible call quality and is optimized for enhanced customer/business data security, reduced downtime, and increased agent productivity. Segra, one of the largest independent fiber infrastructure bandwidth companies in the Eastern U.S., is leveraging CCAI Platform to reimagine their customer experience through predictive flows for common experiences and greatly expanding their channels for customer interaction.
CCAI also includes Dialogflow for building virtual agents, enabling businesses to meet their customers across multiple channels. It offers robust, flexible self-service voice and chat interactions that are just as natural as a live agent. Dialogflow enables both a great customer experience and a cost-effective way to scale services.
Our Agent Assist service gives businesses the ability to transition a call from a virtual agent to a human agent while maintaining context. It efficiently guides the agent to an accurate response, while providing real-time suggestions, more accurate responses and informed recommendations.
To improve contact center operations, CCAI Insights analyzes all customer conversations to provide leaders with real-time, actionable data points on customer queries, agent performance, and sentiment trends. The first stage starts with efficiency basics in the first week that include transcription and summarization. The second stage covers automation basics within six months using Agent Assist and Insights. The final stage is full automation within a year with industry use cases and pre-built components. All of this leads to higher agent efficiency, improved customer satisfaction and increased containment.

Bra Fit or Brad Pitt? Fun Moments of Using AI for Contact Centers
For many enterprises, the wish to tap into the power of AI is negated only by a lack of know-how: How AI works, what sort and how much data they will need to gather and structure correctly, and how to use the platforms that make AI adoption easier.
Google understands that. Which is why the AI solutions they have built “are basically plug and play, ready to go with our partners, so that you (businesses) can have immediate business value for your specific use case, and for your specific workflow without a deep investment of any kind into machine learning,” says Levent Besik, Group Product Manager, Google Cloud.
Among the more interesting use cases that’s seeing adoption is contact center AI.
“So one thing that we see quite often, especially from our B2C customers, is that they often have this growing pain in their call centers. They face a trade-off between operational efficiency and great customer service. With the advances in language and conversational AI, that doesn’t have to be the case anymore,” says Besik.
That’s exactly the problem in front of Akash Parmar, Enterprise Architect,. “One of the big challenge we had was: how do we effectively manage 14 million calls, which come into our contact center, stores and head office? In the past, these calls were managed by completely different platforms with their own IVRs, with their own routing and reporting solutions. It was expensive, plus the experience across them was very inconsistent.”
Digging deeper, Parmar and team figured that the challenge was in the fact that an IVR couldn’t really capture the hundreds of reasons customers call.
To get around the problem Parmar and team decided to let customer tell them why they were calling. They then used AI to decipher what the customer was saying, extract the customer’s intent from that, and then help them directly, or re-route them to the best department.
Overall, it proved to be a big success, says Parmer. Although there were funny moments.
“In our early days, we were getting some transcriptions from the Speech API, which were not what we expected. It was not word by word and we had to kind of train the model to make sense of it. For example, we started to get calls about Brad Pitt. We were like, we’ve really won the Oscar here. Brad Pitt is calling us. It was not actually call for Brad Pitt. These were calls about bra fit, which it’s a big business for M&S,” remembers Parmer.
