Customers reach out to contact centers for help in moments of urgent need, but due to increasing demands, new channels, peak times, and operational pressures, contact centers often struggle to provide timely help. To bridge this gap, enterprises are increasingly investing in AI-driven solutions that balance addressing customer expectations with operational efficiency.
But building and generating value from such solutions can be complicated and challenging. Google Cloud built Contact Center AI (CCAI) to streamline and shorten this time to value, and CCAI Platform, our newest addition, takes a crucial step in this effort by introducing end-to-end call center capabilities. After debuting these new capabilities in March, we are excited to announce that CCAI Platform is now generally available across the US, Canada, UK, Germany, France, Italy and Spain—with more markets soon to come.
Delivering world-class customer experiences and accelerating time-to-value with CCAI
CCAI encompasses a comprehensive set of offerings to address the top pain points of the three main user groups in the contact center: contact center owners, their agents, and the customers they serve.
Dialogflow lets the contact center manager scale their operations while balancing cost and customer satisfaction, including reducing painful, long waiting times endured by end users. Using Dialogflow, contact center managers can build complex chat and voice virtual agents—a proven, cost-effective way to scale contact centers while continuing to provide great customer experiences. Available 24/7, without any waiting queue, these virtual agents can converse naturally with customers, identify their issues, and address them effectively.
Agent Assist reduces overall handling time and coaches human agents to become more effective and helpful. The service uses AI to “listen” to the voice and chat conversations between the human representative and the customer, then provides real-time guidance and recommendations to the agent, based on historical conversations, knowledge bases, and best practices of experienced agents. It also automates post-call actions such as transcription and call summarization, saving significant time and overhead at the end of every call.
CCAI Insights stores and analyzes all the customer conversations in the contact center, whether with human or virtual agents, to provide leaders with real-time, actionable data points on customer queries, agent performance, sentiment trends, and opportunities for automation.
At the heart of these technologies is our conversational AI brain. It uses Google Research’s technology to talk, understand, and interact, enabling and orchestrating high-quality conversational experiences at scale.
CCAI Platform: a modern CCaaS and the shortest path to CCAI value
While the value of the CCAI offerings is clear to our customers, we also hear from them that integrating these solutions with legacy infrastructure takes too long.
To minimize these integration difficulties, accelerate time-to-value using the CCAI offerings, and help businesses provide outstanding customer experiences, we’re pleased to announce the general availability of CCAI Platform, the Contact Center as a Service (CCaaS) solution from Google Cloud built in partnership with UJET.
CCAI Platform is a modern, turnkey Contact Center as a service solution, designed with user-first, AI-first, and mobile-first principles. It offers:
- Turnkey core Contact Center capabilities out-of-the-box, for faster time to production, lower implementation overhead, and custom development needed
- AI-powered experiences, from routing to better handling customer interactions
- Deep integration with CCAI’s offerings, to provide a unified end-to-end experience for contact center transformation
- Mobile-first design that enables interactions in line with the way people expect to communicate across channels

The Contact Center conversation is just beginning
This launch is part of a broader effort to deliver more value, faster, to more CCAI customers. As companies replace interactive voice response (IVR) with intelligent virtual agents (IVA) and begin to collect and analyze data, use cases are likely to grow more sophisticated—which is one reason Google Cloud is continuing to invest in technologies to make our CCAI offerings even more useful, as well as best practices like the following:
- CCAI Agent Assist and Insights are a great first step in AI transformation. They let contact center owners enable call transcription and use Topic Modeling to identify conversation themes that demand attention. Human agents can automatically generate high-quality conversation summaries to reduce call wrap-up time, and the associated costs, while improving business insights. We are working to make these features available both in CCAI Platform and with our partner ISVs.
- Chat and call steering are the first step for IVA automation. Another area of broad impact is conversational chat or call steering, in which friction is reduced by routing customers to the correct virtual or live agent experience. Many call centers rely on IVR systems in which customers have to use a keypad to select an option. Enterprise leaders tell us that attrition is very high throughout this process: some customers angrily hang up without resolution and, just as bad, many simply pound a single key in hopes of reaching a human agent, leading to the customer reaching the wrong person because their issue was never correctly identified or routed. Using Dialogflow’s natural language understanding (NLU) capabilities can sweep away such problems, with the customer more likely to not only reach the appropriate resources, but also share conversational data from which insights can be gleaned. It’s an approach that can pay dividends right away, and a quick first step to IVA automation.
In coming months, we will continue to work on these and other capabilities that are targeted to deliver higher and quicker value to our customers. We plan to release pre-built components to help companies tackle call center use cases in specific industries, for example. We’ll also continue to partner with companies that share our vision of transforming customer experiences with AI, such as TTEC, a provider of customer experience technology and software.

Experiment: Machine Learning Helps IGG Acquire High-value App Users
What we set out to test
Can machine learning help app businesses efficiently acquire high-value users at scale?
The background
IGG (I Got Games) is a China-based online game developer with over 300 million players worldwide. They are always looking to acquire and grow a valuable user base for their games. They had previously done so by running manually optimized YouTube install campaigns. But manual optimization meant they had to analyse a vast amount of data (such as search, YouTube and Google Play data) across multiple channels to find the right gamers, build the perfect campaigns for them and find the best time and place to serve them.
The release of a new game “Lords Mobile” was a great opportunity to test the potential of Universal App Campaign to promote their new game application; a Machine Learning-powered solution that creates highly customized and targeted ads across multiple platforms, all done automatically and with real-time optimization.
How we set the experiment up
Experiment control and test groups split based on geography. Within the same market, control and test geographies were identified — roughly equal in terms of size and behaviour.
Control group: YouTube install Campaign
- Manually optimized

Test group: Universal App Campaign (UAC)
- Uses Machine Learning to optimize for business goals (eg new app installs or in-app actions) and find your ideal audience

Conversational AI drives better customer experiences

Conversational AI is opening up a new world of possibilities in areas like customer experience, user engagement, and access to content.
In Cloud AI, we’ve taken Google’s groundbreaking machine learning models in speech and natural language processing and applied them to the contact center space, radically improving the customer experience while also driving down operational costs. It’s shifting the focus of contact centers from the backroom, out of sight (and mind) to the boardroom and the strategic heart of the business.
Our solution, called Contact Center AI (CCAI), is an accelerator of digital transformation as organizations all over the world figure out how to support their customers during these challenging times. One customer that’s redefined the possibilities of AI-powered conversation using CCAI, is Verizon.
Whether through voice calls or chat, Verizon customers will no longer need to go through menu prompts or option trees; they simply say or type their question, and CCAI’s natural-language recognition feature finds the best way to assist them. No stilted speech or robot-like commands.
“These customer service enhancements, powered by the Verizon collaboration with Google Cloud, offer a faster and more personalized digital experience for our customers while empowering our customer support agents to provide a higher level of service,” said Shankar Arumugavelu, SVP & CIO at Verizon.
CCAI is also driving cost savings without cutting corners on customer service. In the past, to improve customer satisfaction (CSAT), you had to hire more agents, increasing operating costs. Conversely, if you reduced the number of agents, your CSAT scores went down. Contact Center AI (CCAI) lets you have both.
CCAI does this by expediting customer requests using virtual agents, assisting live agents, and providing insights on customer interactions to drive improvements back into the system. The result is a better experience for your customers—they get answers faster—and you get lower operating costs. It allows human agents to focus on higher value tasks in their customer interactions.
New products and features add richer customer experience
We are continuing to invest in CCAI and today we are excited to announce the following new capabilities:
Dialogflow CX is the latest version of Dialogflow, a development suite used by over a million developers for building natural, rich conversational experiences into mobile and web applications, smart devices, bots, interactive voice response systems, popular messaging platforms and more. This new version of Dialogflow is optimized for large contact centers that deal with complex (multi-turn) conversations and it is truly omnichannel – you build it once and deploy it everywhere – in your contact centers and digital channels. Dialogflow CX features a new visual builder to create, build and manage virtual agents. It’s available now, in beta.

Agent Assist for Chat is a new module for Agent Assist that provides agents with continuous support over “chat” in addition to voice calls, by identifying intent and providing real-time, step-by-step assistance. Agent Assist enables agents to be more agile and efficient and spend more time on difficult conversations, giving both the customer and the agent a better experience. It transcribes calls in real time, identifies customer intent, provides real-time, step by step assistance (recommended articles, workflows, etc.), and automates call dispositions.
For customers in regulated industries, Agent Assist can remove the risk of agents providing inaccurate information (which can happen due to high agent turnover and limited training). Agent Assist can also surface the latest discount information, deals and special offers, which can be hard for agents to keep track of as this information changes frequently.
Custom Voice, available in beta, is a new capability for CCAI and our Text-to-Speech API that lets you create a unique voice to represent your brand across all your customer touchpoints, instead of using a common voice shared with other organizations. By taking advantage of the custom Text-to-Speech model created with Custom Voice, you can define and choose the voice profile that suits your business and adjust to changes without scheduling studio time with voice actors to record new phrases.

Bring Google’s groundbreaking speech models on-prem
For many customers, an all-in approach to public cloud is not an option, which is why we’re extending our AI capabilities to run on-prem. Last week we announced Speech-to-Text On-Prem, the first of our hybrid AI offerings, now generally available. Speech-to-Text On-Prem gives you full control over speech data and since it runs in your own data center, it’s easy to comply with your data residency and compliance requirements. At the same time, Speech-to-Text On-Prem uses state-of-the-art speech models from Google researchers that are more accurate, smaller, and require less computing resources to run than existing solutions.

Trading and Investment Companies will Increase Consumption of Cloud Services: Study Confirms

While some traditional financial services companies have more slowly transitioned to the cloud, capital markets firms have embraced cloud computing across their entire value chains — front-, middle-, and back-office. We wanted to understand the dynamics behind this rapid adoption, the most common use cases, and the types of technology most in use, particularly as it relates to market data. Google Cloud commissioned Coalition Greenwich to survey 102 institutional capital markets professionals — at exchanges, trading systems, data aggregators, data producers, asset managers, hedge funds, and investment banks — in the United States, Canada, France, Germany, Italy, the Netherlands, Switzerland, and the United Kingdom.
Our research found that while there are many drivers, demand for easier accessibility is fueling widespread adoption of cloud-based market data services, and associated trading infrastructures, across the buy side and sell side. In fact, 68% of sell-side and buy-side users find it critical for market data providers to offer public cloud-based data services. At the same time, exchanges, market data providers, aggregators, and trading systems are embracing the cloud as a delivery model by offering access to data directly via their own cloud services, APIs or partners.
Here were five noteworthy takeaways from the study:
1. Cloud services are becoming ubiquitous for data delivery. Today, the cloud is pervasive, with 93% of exchanges, trading systems and data providers offering cloud-based data and services, according to surveyed executives. Moreover, 100% of those surveyed intend to offer new cloud-based services, such as derived data, in the next 12 months.

2. Commercial and investment banks are offering additional connectivity, real-time data feeds, and trading applications delivered via the cloud,demonstrating that it’s not only exchanges, trading systems, and data providers that are moving rapidly to the cloud. Internal use cases abound as well, with 67% of those surveyed consuming cloud-deployed market data, primarily for data analytics. 88% of surveyed sell-side firms intend to consume cloud-based market data services, with digital transformation, data science and quant research as the top use cases.

3. Buy side firms will consume even more cloud-deployed data. Today, 90% of surveyed buy-side firms are consuming cloud-deployed market data, mostly for portfolio management. 70% of buy-side firms intend to consume more public cloud-based market data services in the next 12 months, adding services such as compliance and regulatory reporting.

4. AI/ML, powered by cloud, is moving out of the pilot phase and into mainstream use. Today, 50% of exchanges, trading systems, and data providers are offering data products or services powered by AI/ML, and of those, 42% intend to offer AI-powered trade execution and trading analytics services in the next 12 months. Within commercial and investment banks, 55% said they are currently using AI/ML in the cloud, and while that was true for only 14% of overall buy-side respondents, 44% of large buy-side respondents are using it.

5. Exchanges, trading systems, and data providers are prioritizing public cloud for internal insights. 71% of these firms are using the public cloud, mostly for data transmission, processing, analysis, and long-term data storage. Over the next 12 months, 33% of new public cloud workloads will focus on data mining, data insights and advanced analytics, while 28% of new AI/ML tooling and infrastructure investments will focus on faster analytics and risk reviews, and 27% on data quality maintenance.

“We see new, dramatic shifts on the adoption of cloud across market data,” said David Easthope, Senior Analyst for Coalition Greenwich. “And we expect further proliferation of cloud-based services and greater consumption across the trading and investing lifecycle.”
Conclusions and future predictions
Based on the survey results, Coalition Greenwich predicts five following trends over the next 12 months:
- Exchanges and trading systems will continue to launch a wide array of new cloud-based and possibly cloud exclusive data services across derived data, end of day data, reference data and pricing data.
- Data providers will launch new data products such as pre-trade analytics powered by AI/ML in the cloud.
- Commercial and investment banks will offer additional connectivity, real-time data feeds, and trading applications delivered via the cloud.
- Buy-side firms will consume even more cloud-deployed data, including real-time market data, portfolio management data, and risk analytics.
- Exchanges, trading systems and data providers will explore proof-of-concepts around core systems on the cloud. Improvements to AI/ML tooling or infrastructure will ramp up as firms seek more rapid responses to risk initiatives.

Research methodology
The survey was conducted online by Coalition Greenwich on behalf of Google Cloud from March 2021 to April 2021 among 102 executives in North America (n=82), EMEA (n=17) and other (n=3) who are employed full-time and who are participants or influencers in decisions around cloud and/or senior management with a role at a company which is an institutional asset manager, hedge fund, alternative investment manager, exchange and/or trading system, information provider, information aggregator, or other asset manager/asset owner. The survey included wide perspectives from a range of firm size and asset class focus, including equity, fixed income, FX, commodities, multi-asset, and other asset classes.
